Marc est infirmier dans un cabinet médical à Lyon. Un lundi matin, la salle d’attente est pleine et les patients sont stressés. Un patient commence à crier parce qu’il attend depuis longtemps. Il parle très fort et insulte la secrétaire.
Marc arrive et regarde la situation. Il reste calme et parle doucement. Il dit au patient : « Monsieur, je comprends votre problème. Nous avons du retard, mais nous allons vous aider. » Il propose au patient de sortir de la salle d’attente pour parler dans le couloir. La secrétaire appelle le médecin pour informer de l’ .
Dans le couloir, Marc écoute le patient et explique les de sécurité : ici, l’ et le sont interdits, il y a une zéro. Il essaie de calmer le patient et de gérer le conflit. Finalement, le patient se calme et retourne s’asseoir.

One Monday morning the waiting room is full and the patients are tense. A patient begins shouting because he has been waiting for a long time. He speaks very loudly and insults the receptionist.
Marc arrives and assesses the situation. He remains calm and speaks softly. He says to the patient: “Sir, I understand your problem. We are running late, but we will help you.” He suggests the patient step out of the waiting room to speak in the corridor. The receptionist calls the doctor to report the incident.
In the corridor, Marc listens to the patient and explains the safety rules: aggression and harassment are not allowed here — there is zero tolerance. He tries to calm the patient and manage the conflict. Eventually the patient calms down and returns to his seat.
Afterwards, Marc completes an incident report. He records the time, the facts, the witnesses and the protective measures. He follows the practice’s procedure: always report and document aggressive behavior. The manager reads the report and thanks Marc for how well he handled safety.
